Prompted – in part – by the highly publicized failure of customer relationship management (CRM) initiatives, academic research on CRM has begun to flourish. While numerous studies have yielded important insights, the extant CRM literature appears to be inconsistent and is highly fragmented due, primarily, to the lack of a common conceptualization. Thus, in order to help advance a cohesive body of knowledge on this topic of growing interest and importance, this paper attempts to provide a clear and accurate delineation of CRM’s domain. Following the review and analysis of process, strategy, philosophy, capability and technology-based CRM perspectives, the authors propose that the phenomenon is best conceptualized as an ongoing process that involves the development and leveraging of market intelligence for the purpose of building and maintaining a profit-maximizing portfolio of customer relationships. Based on the proposed conceptualization, a detailed description of the CRM process is provided along with a comprehensive framework intended to aid marketers in their quest to achieve CRM success.

An evaluation of divergent perspectives on customer relationship management: Towards a common understanding of an emerging phenomenon

Purpose – To review the academic literature on customer relationship management (CRM), provide a comprehensive bibliography and propose a method of classifying that literature.Design/methodology/approach – A range of online databases were searched to provide a comprehensive listing of journal articles on CRM. Six hundred articles were identified and reviewed for their direct relevance to CRM. Two hundred and five articles were subsequently selected. Each of these articles was further reviewed and classified. The review and classification process was independently verified. All papers were allocated to the main and sub‐categories based on the major focus of each paper.Findings – Papers and research on CRM falls into five broad categories (CRM – General, Marketing, Sales, Service and Support, and IT and IS) and a further 34 sub‐categories. Physician acceptance of clinical information technology (IT) is important for its successful implementation. We propose that perceived threat to professional autonomy is a salient outcome belief affecting physician acceptance of an IT. In addition, level of knowledge codification of an IT is an important technological context affecting physician acceptance. Data from a sample of U.S. physicians were collected to test the hypotheses using partial least squares analysis. Results show that perceived threat to professional autonomy has a significant, negative direct influence on perceived usefulness of an IT and on intention to use that IT. Level of knowledge codification is also an important variable. The effect of perceived threat to professional autonomy is larger for clinical decision support systems than for electronic medical records systems. Awareness of these results would help managers better manage IT implementation in health care settings.

Customer Relationship Management (CRM) is a valuable concept for hospitals to establish long-term physician relationships. Given predetermined reimbursement amounts, clinical interventions by physicians can significantly impact hospital profitability and quality. Therefore, disseminating quality and cost information to physicians can build lasting relationships, while insuring financial stability. This paper presents a CRM approach adopted by a hospital through a web-based Physician Profiling System (PPS). We discuss physician involvement in PPS development and present a high-level cost-benefit analysis. Post-deployment results indicate that PPS strengthened relationship with physicians, improved efficiency of clinical operations, while simultaneously improving patient satisfaction.
